Call center nurses at Kaiser Permanente are raising alarms about new workplace surveillance tools and artificial intelligence systems that they say prioritize speed and cost savings over quality care and patient safety. The nurses, who handle phone triage and appointment scheduling, report that the technology tracks their every move, from how long they spend on each call to how quickly they move to the next patient. They claim this constant monitoring pushes them to rush through interactions, leaving less time to listen carefully or ask follow-up questions.
One nurse described feeling like a machine herself, forced to follow rigid scripts and time limits that do not account for the complexity of a patient's condition. Another noted that the AI-driven prompts often suggest generic answers, ignoring the specific details a caller shares. The result, they say, is a system that values efficiency over empathy. Patients may get faster service, but the quality of the guidance suffers. Some nurses worry that missed details could lead to serious medical errors, especially for elderly or chronically ill callers.
Kaiser has defended the technology as a way to improve access and reduce wait times. But the nurses argue that the real goal is cutting costs by handling more calls with fewer staff. They point to rising burnout and turnover in the call centers as evidence that the approach is failing both workers and the people they serve. The union representing the nurses has called for a review of the tools and more input from frontline staff before any further rollouts.
